  • First Point of Contact: Serve as the initial point of contact for users seeking technical assistance and support via phone, email, or other communication channels.
  • Incident Triage and Resolution: Log, categorize, prioritize, and escalate incidents reported by users according to the organization’s defined processes and procedures.
  • Troubleshooting: Provide technical support and troubleshooting assistance to diagnose and resolve hardware, software, and network-related issues encountered by end-users. This may involve guiding users through step-by-step solutions or performing remote troubleshooting sessions.
  • Service Request Management: Process service requests from users, including requests for software installations, account setups, password resets, and hardware replacements, ensuring timely fulfillment and adherence to service level agreements (SLAs).
  • Communication: Communicate effectively with users to provide status updates on their reported incidents or service requests, manage expectations regarding resolution times, and follow up to ensure user satisfaction upon issue resolution.
  • Documentation: Maintain accurate records of all incidents, service requests, and resolutions in the service desk ticketing system, including detailed notes on troubleshooting steps taken and resolutions provided for future reference.
  • Knowledge Management: Contribute to the development and maintenance of the service desk knowledge base by documenting common issues, resolutions, and best practices to facilitate self-service support and improve efficiency in incident resolution.
